Call deflection
Call deflection is the practice of redirecting or resolving an inbound request through self-service or another appropriate path before a staffed phone conversation is needed.
In an AI phone system, deflection can happen without ending the voice interaction. The agent may answer a routine question, retrieve approved information, complete a supported task, or guide the caller to a more suitable process. A call is deflected only when the alternate path addresses the request; disconnecting a caller or making human help difficult is not successful deflection.
Call deflection is often discussed as a workload measure, but it is also a call-design choice. Teams decide which requests are suitable for automation, what information the agent may use, which actions it may take, and when it must involve a person. Clear boundaries matter because a task that is repetitive is not automatically safe or appropriate to automate.
Deflection differs from containment. Deflection describes the handling strategy: move the request away from a staffed call when another path can serve it. Containment rate is a measurement: the share of eligible interactions completed without human intervention. A call can also be routed elsewhere without being resolved, so routing volume alone does not establish successful deflection.
For AI phone calls, the best candidates are requests with a defined answer or completion condition. The agent should confirm the caller's goal, provide or perform the relevant step, and verify whether the issue is resolved. If the caller disagrees, the required information is unavailable, or the situation falls outside policy, the flow should offer an escalation or clear next step.
Deflection should be evaluated alongside customer effort and resolution quality. A higher rate can conceal repeated calls, abandoned interactions, or callers who eventually seek help through another route. Useful review questions include whether the caller's task was actually completed, whether the answer was grounded in approved information, and whether callers who needed a person could reach one without starting over.
