Automatic call distribution (ACD)
Automatic call distribution (ACD) is a routing system that assigns inbound calls to suitable agents or resources according to predefined rules, caller context, and current availability.
An ACD sits between the incoming telephone connection and the destination that ultimately handles the call. It can inspect information such as the dialed number, caller input, business hours, language, account segment, agent skills, and queue conditions. It then sends the call to an available destination or places it in a queue until one becomes available.
Common routing approaches include sending each new call to the longest-idle agent, distributing calls in a fixed rotation, prioritizing selected callers, or matching a call with a team that has the required skill. A business may combine several rules. For example, it can route by language first, then choose the longest-idle eligible agent, then use an overflow destination if the queue reaches a limit.
An ACD is not the same as an interactive voice response system. An IVR collects input or provides menu choices; the ACD uses available information to decide where the call should go. They often work together, but a routing decision can also be based on the called number, customer data, or an AI phone agent's understanding of the request.
Why it matters for AI phone calls
AI phone agents can be destinations within an ACD strategy or can gather context before a later routing decision. A business might send routine requests to an AI agent, direct sensitive cases to a person, or use the AI agent to identify intent and collect details before a handoff.
The routing policy should define more than the preferred destination. It also needs timeouts, queue limits, unavailable-agent behavior, transfer fallbacks, and rules for preserving caller context. Operators should review whether the chosen route produced the intended outcome, rather than treating a connected call as proof that distribution worked.
A good ACD design balances customer need with actual capacity. Highly specific routing can improve fit but leave callers waiting for a small group. Broad routing can reduce waits but send work to agents who lack the right context. The right rule set depends on call reasons, staffing, service goals, and escalation requirements.
